The MAS Story: Malaysian Hospitality or Malaysian Humbug

by Mariam Mokhtar (received via e-mail)

In MAS, MH stands for Malaysian hospitality which many of us know is highly overrated; MH might as well stand for Malaysian humbug. Or Malaysian hanky-panky.

A once proud airline is now a shadow of its former self. It is run by the corrupt and the incompetent – all puppets of the government. If the MACC were a responsible outfit, MAS would not be in the position it is today and many MAS senior managers, and government ministers, past and present would be languishing in jail.

The new MAS-AirAsia merger is shrouded in secrecy. Tony Fernandes is just a public front and assumes the rôle of pilot in this move.Someone else has charted the route for him. Who is that person?

One thing is certain. There is talk about solving the operational issues in MAS. Will Tony be able to alter an UMNO-BN culture that has been allowed to corrupt all levels of the airline’s hierarchy? This UMNO-BN culture is mired in controversy. MAS, like other GLCs, is haemorrhaging money. Attempts to stem this outflow have been unsuccessful.

Would any CEO of MAS be as daring as Peter Hill, the British CEO of Sri Lankan Airlines, who stood up against the Sri Lankan President Mahinda Rajapaksa in 2007?

President Rajapaksa, together with his family and several officials, was in the United Kingdom to witness the passing out parade of Rajapaksa’s son from the Royal Naval College, Dartmouth. When Rajapaksa demanded that 35 seats be reserved for his entourage to return to Colombo, Hill refused to bump passengers off the flight from London. Hill may have been the passengers’ hero but his work permit was rescinded.

Unfortunately, the work culture that exists in MAS is symptomatic of our government’s performance. Some dishonest MAS staff allegedly “steal” from the airline.

Perhaps they are taking their cue from the government officials or from previous chairmen. Perhaps they see this as part of their perks and benefits.

Cost cutting has reduced many allowances which they once enjoyed. One stewardess who declined to be named, said that she had lost track of all the items she took from the plane and according to her, “everyone did it”. In an attempt to justify her actions, she blurted, “What about the millions the chairmen have ‘stolen’?” She is wrong. It is billions. Not millions.

How many politicians and their spouses have used their influence to obtain free flights or bullied airline staff for upgrades for themselves, their officials, friends or relatives? How many times have we heard of a spouse of a leading politician wasting taxpayers’ money on transporting her shopping via MAS and MAS Air Cargo?

How many genuine passengers have been victims of alleged over-booking by MAS when it is well known that government officials were offered preferential seats over normal fare-paying passengers?

It is also well known that MAS practices two sets of rules: one for Malaysians and another for westerners. One Malaysian mother and child were bumped off one flight to the UK. Under EU rules, cancellation of the flight meant they were due compensation. Only her teenage son was offered compensation because he had an English name. The mother was refused compensation despite pointing out the discrepancy to the senior managers in London.

In one European airport, it is alleged that some members of staff have protected their long-term positions by fraternizing with senior politicians and VVIPs. In most companies, employees would not be allowed to remain in one posting indefinitely, but not, apparently, in this location.

Another person alleges that it is common knowledge that a member of staff would use influence to perform “dodgy” upgrades for friends or people of influence and later be rewarded with “gifts”. Others allege, too, that this person removes items from the aircraft on a regular basis. Cheese, toilet rolls, toiletry bags, duvets and blankets from First and Business Class may not be classed as the crime of the century, but it is theft all the same.

The modus operandi appears to be to wait till the flight and cabin crew, have left the aircraft. The security staff must be complicit in these thefts. Could there be hanky-panky with food and fine wines from the Golden lounge?

One wonders why work colleagues have remained silent about the alleged petty theft. Are the senior station managers in these postings incompetent or in collusion? Perhaps theses managers don’t want to deal with the problem.

Co-workers are probably afraid of whistleblowing because they fear they will be known as troublemakers. They wonder, “Can the system be trusted or will they will be identified and crucified?” Like the Malaysian public and corrupt politicians, employees are reluctant to report irregularities because they do not see much hope of redress.

Perhaps the worst sort sycophancy is the one which is ignored by all because it involves VVIPs. In one European airport, it is alleged by many that some MAS employees turn up, even when they are not officially on duty, to attend to the VVIPs. This is no charitable act or selfless dedication to duty. The rewards are high. Cash and expensive, small personal electrical items are the norm but the most prized of all is a title.

When even the bodyguards of the VVIPs proudly display their designer labels, which lowly worker can fail to be impressed?Which junior employee would refuse a title in exchange for making sure personal baggage and the truckloads of luxury goods are safely loaded onto the plane? Who dares ensure that the customs at KLIA will tax these items?

It wouldn’t take a genius to trace the titles that are dished out to MAS employees at some of the overseas airports which are frequented by VVIPs. And it would surprise no-one that even those in menial positions in the airline, can acquire Datukships.

The equilibrium at work must be disturbed as it is alleged that those conferred titles are known to be generally work-shy, are late for work, despite occasionally reporting for extra duty for VVIPs.

It is baffling that these employees are allowed, allegedly, to have a stake, either directly or indirectly, in companies which provide airline services which are in conflict with MAS cargo services.

Will Tony address the staff, who only attend to VVIPs and celebrities who give them benefit in kind? This is a form of bribery and theft from the airline, reminiscent of UMNO political tactics.

Will he put pressure on those in charge of complaints? VIPs get their complaints seen to promptly. Others may take months. The truly unlucky customers have theirs swept under the carpet by lazy station managers.

So what else is going on? Tony should whip the corrupt and inefficient MAS work-culture back into shape and the MACC should investigate these irregularities. Then again, pigs might fly.

_______________
The MAS-AirAsia deal has been aborted. Agitated Tony Fernandes has decided to relocate the airline’s regional hub to Jakarta, Indonesia. But the problems of MAS remain. This is because the MAS culture is rotten to the core, and it is also trite to say that the culture has to change. Mana Ada Sistem is the reputation MAS enjoys.

We need a Peter Hill, or Jan Carlzon who changed SAS (Scandinavian Airlines System) in MAS so that real transformation can take place. If the MAS Union is an obstacle to change fix it.

To operate an airline profitably every seat must generate revenue and every flight is  making money.  That is basic in management. It is, therefore, the duty of the sales people in our national airline to do their job. And they are not.

Have you tried booking a flight to London? It is always full. But when you are finally given a seat and board the aircraft, you will find there are still plenty of seats available. The problem of overbooking must be solved and ticketing agents should be penalised for blocking more seats than they can sell . You can deal firmly with erring ticketing agents, if they are your cronies, friends or relatives.

I myself cannot understand why certain number of Business class seats on domestic routes, for example, must be reserved for Royalty and Politicians. Can’t these VVIPs plan their trips? What are the private and political secretaries doing if they do not know the travel schedules of their bosses. It is that simple, yet it is not done.

There is no such a thing as a free lunch. MAS has to bear the burden of serving privileged customers. Furthermore, first and business class passengers must be treated in the same manner, irrespective of their social class or political office. No double standards, please. Will MAS top management answer me?–Din Merican

  1. MAS structual problem started when they split with MSA.They have surrender all the luctative routes to SIA.They are not vary clear what kind airline they want to be.They order the wrong aircraft. They continue to employ thousand of workers and become another govertment department instead of a commecial enterprise. If they shot of money, the MOF give more money. They are running out of ideas.
When Air Asia just started operation under Tony,I play golf with MAS MD at Saujana Golf Club. When Air Asia plane flew above us,I ask him,can they make money. He said I give them maximun two year, they will close shop. Now after 10 years they beat MAS in revenue, profit, and numbers of passanger they carried.

My honest view, they should close MAS and use Air Asia X as out new naional carrier.

  2. In Malaysia we will never have the likes of Peter Hill who dare tell an UMNO VIP or a member of the royal house to go fly kite when told to abuse his powers.

Whether he/she is the Bank Negara Governor, State Secretary, Chief Justice, MACC Chief, IGP, AG or any of the CEOs of our GLCs,
somehow they will set aside principles to please our political leaders to protect their positions.

Talking about abuse and theft of government property. It is happening everywhere. Have you seen government vehicles being used for marketing, shopping, fetching children to and from school and a trip to pasar malam outside office hours?
I understand at least in one state, hospital beds are reserved for the ‘you know who’. Even ambulances, doctors and medical staff are on 24 hour stand-by when that ‘ you know who’ is in town.
Oh yes, there is one sultan who travels around with a mobile toilet. This is not a joke.
In Melaka last week, the whole city traffic was on a stand-still just because the PM was in town. Thousands of man hours were wasted and money lost just because of his visit. Why can’t the PM too travel like any ordinary citizen without the tens of out-riders and police cars?

  3. Even Prince Charles traveled without an outrider and stopped at traffic lights. I even witnessed a VVIP on Karak highway whereby one 4WD occupied one side while the VVIP car occupied the other. Both car alternately changes lane to prevent others from overtaking. Only when we reached the Karak toll booth where cars used the smart tag were able to relieve themselves of these VVIP’s selfishness. Malaysian VVIPs thought it’s their birthright to “abuse” privileges at the expense of others.

  4. I am waiting for Semper Fi’s comments on MAS since he knows them well at the operational level. The Board and management should be told that if they cannot make money, the Government will close them down. Right now, there is political interference and too much Union power.–Din Merican

  5. ‘Then again, pigs might fly.’ MM

My version in dog Latin: “Ad astra per ales porci en frustra”.
To the skies on the wings of a pig is frustrating (in vain).
MAS might be in rigor mortis for all we know. Postmortems don’t help – just incinerate the whole pig lah.

The gross incompetencies, inefficiencies, corruption and sheer magnitude of pilferage is the result of inbreeding UMNOb cultivars. The Union is a mini-UMNOb, with all it’s warts and micro-warlords. Feudalism in the cabin and mile-high club.

Pak Semper tidur lenyap ‘cuz he’s too accustomed to first class. Me? They shaft into cargo in a cage!

  6. The writing is clearly on the wall. MAS new CEO Jauhari just announced deferring return to profitability from originally planned 2013 to 2014!

That really means they haven’t a clue where they are heading. If they don’t take on the Bolshi Unions, they will never return to any meaningful profitability!

  7. I was on a flight from porle MH610 from Changi to KLIA last night and it was 1 hour late. Then at KLIA the connecting flight to Penang MH1194 was also late. The gate said DiBuka 0005 ie 12.05 am but no staff turned up till 12.20am… passengers were sitting on the capetted walkways!

To make matters worse, the Jonkers Walk Kopitiam next to Gate B4 which has a sign which says it closes at 12 midnite was also cleaned up by 11.05pm – no more boil water Sir… we stop… and those nyonya kueh and mee siam thrown away? Whoever employed these bunch of clowns better wake up or his Jonker Walk Kopitiam will soon be like the national airlines…

  8. MAS employees are all well connected. Even if you employ a man like Hill the majority culture in MAS will consume him and he will become like MAS staff. The problem is too large and we do not know where to start. May be you have to employ a thief to catch a thief.

Hill was the leader and probably had a team of like minded managers who backed him. –Din Merican

  9. There are 2 kinds of passengers, one that complains and still travel MAS and the one that no longer complains and no longer flies MAS. I fall into the second category, leteh komplain tapi tak ada perubahan.

I was one of the first Gold Enrich member with lots of points but no longer fly MAS as they treat me shabbily. I still keep my PPS solitaire status and enjoy perks on Star Alliance.

I am afraid of traveling on MAS as an airline that is financially strapped will put off maintenance of its aircraft and MAS has exhibited such practices. The aircraft are not only old but suffer from deferred maintenance.

Then again it is so difficult to get a seat on MAS and their reservation system both internet as well as call centers are not customer friendly. The system doesn’t allow for multi- city reservations and sometimes won’t accept payment by credit card. I had to call in several times to pay by credit card.

MAS is overstaffed and unless and until the management is brave enough to cut back and be pragmatic and get more productivity out of its staff, MAS will continue to bleed red ink. Imagine an airline whose debts were wiped out several years ago and who no longer own planes but leases them from PMB and still can’t make money. It clearly indicate that it is operationally weak, So much for fuel cost. Lets do a comparison.

Cost of buying planes – almost the same for MAS and any other airline. Payroll – MAS should be cheaper as the staff are paid in Malaysian Ringgit.

Ticket cost – Comparable to other airlines as they are quoted in US $ or FCU fixed currency unit.
Operating Cost per hour – same with most other airline, fuel burn, landing fees, and under wing handling.

Fuel cost – every airline will suffer the fluctuation so why must MAS be the exception.
Bottom line – MAS needs to fill up the planes and manage payroll (cut staff) MAS says its a premium airline and concentrate on the front end passengers and ignore the economy passengers. However in most cases there are more seats in economy than in First and Business.

MAS needs to increase frequencies instead of increasing seat capacity. Passengers would rather like a choice of travel schedule in the am or pm rather than being herded into the A 380 and have no choice of schedule.

MAS needs to ensure on time departure (on time push back in home base)

Anyway I do wish MAS success. Sad to see an airline flying into the sunset.

  10. CLF, I travelled first class on MAS only once in seat 1H. Paying almost US$ 20k for Los Angeles/Kuala Lumpur. Even then I was treated badly.

At the door I was asked to turn right instead of left. I tried to explain but no the stewardess insisted i turn right to economy class. I finally showed her my boarding pass and she sheepishly said oh yes your seat is right at the front. Next to me was the Director Flight Ops who also happen to be the Management pilot. We talked at length about the consistency of inconsistency of MAS.

Come dinner time the steward asked the captain what he would like to have for dinner while ignoring this full fare paying passenger. Give me a reason to fly first class on MAS.

  11. Tax payers get hit 100% at PMB , which owns @ 69% of MAS. This company , post WAU version 1.0 , must have burnt 10bn MYR at least. And now MAS asking for like 9bn more.
GOM shud shut down this MAS and pay off 1bn compensation to all staff by way of liquidation.

Then reconstruct MAS V 2.0 : with new money , better focus , non unionised labour etc etc.
The tax payers shudnt be burdened bailing any Airline business and let free markets work.
Theres nothing to be proud about owning or managing a loss making airline.

MAS today has No Money and No Strategy. Back in 05 , the company has Money but No Strategy. In 08 , they inkling of a strategy but No Money. And when Jala did the fuel hedge collar trades, the money just disappeared. And he got promoted to Strategise Malaysia. Only in this country.

  12. Hmmm …. reminds me of the wife of
former dictator of Zaire (now back to its original name “Congo”)
Mobutu Sese Seko who would commandeer
one of the planes of the national airline on short notice
purely to go to Europe for personal shopping sprees.

  13. The thing is with the same route MAS charged you by more than few hundred at times.

I tried very hard to try fly with MAS but the cost doesn’t justify itself and each time I had to pick others.

And been more than 4 years since I flew with MAS but the sorry state of aircraft makes me wonder where is additional cost gone too?

The fuel? Every single airlines is facing it.

Be more competitive and respective of the customer. If the westerners is so rich he/she wouldn’t be sitting in an economy class same as me. That is my biggest pet peeves

  14. My last flight using MAS was to Sydney via KL from London about a couple of years ago. At Heathrow we boarded the plane and when all was ready to take off, the pilot was unable to start one engine. An hour later the pilot announced that he was ready to takeoff. Then more problems and after another hour we took off. With the doors closed and the air condition system not working it was getting very uncomfortable. No refrshments were served. After an hour’s wait I requested a glass of water. Then one by one other passengers started requesting water. Only then the staff thought it proper to serve all passengers. After two hours we took off. We started to switch on our entertainment systems. Lo and behold nothing worked, only a blank screen. They were unable to fix it so for the whole journey to KL only a blank screen. Food was served. Briyani. The worst Briyani I have ever tasted. Any Mama shop whould have served better Briyani. Other meals were no different. At KL being late we had to scurry around to find the connecting flight. At least we could be told which gate we should go to. The flight to Sydney was no better. Service being poor.
There was slight improvement on the return journey but food was still poor.
I am a well seasoned traveller and have used over twenty different airlines incl Banglsdesh Beman, which was better,so know what to expect. The seatings were dirty, toilets not cleaned, parts of the seat were hanging loose and to top it all the Hostess’s sarong/kabaya were faded. At leaset they are still pretty!
On return to London I wrote to the local office a number of letters but never had a reply. At one time MAS was on par with SIA but now it is in the other end of the scale.
The whole culture must change starting from the top as they say the rot starts from the top.

  15. Will MAS top management answer me?–Din Merican

MAS is not obliged to answer to anyone except to its own masters who may all be in together.

Providing details may be subejct to OSA as it may involve many in power.

Above is probably in line with the response of all the cases of suspected mismanagement and possisble frauds of pubic funds as exposed in the annual Audit Reports which has been ongoing for decades.

  16. nice story, but only offer generalisations without a single detail, let alone substantiation. For example, please name the menial worker who has a Datukship, and prove it! Just that one simple truth, is worth more than all the unsubstantiated allegations.
